WhatsApp: Meet Customers Where They Already Chat
Don’t add another orphan inbox. Wire WhatsApp into the systems you already run — and keep a person for the chats that need one.
Half the time we talk to a client about messaging, someone says “we’ve got email, and SMS for the urgent stuff.” Fair enough. Then we ask where their customers actually reply — and WhatsApp shows up in the same breath as “oh, and they just ping me on their phone.”
That’s the point. WhatsApp isn’t a shiny new channel we invented. It’s already where people chat. Ignoring it doesn’t make the conversations stop; it just means those chats live in someone’s personal phone or a lonely inbox that never talks to your CRM.
Don’t bolt on another orphan inbox
We’ve seen WhatsApp “solutions” that are basically a browser tab someone has to babysit. Fine for a week. Useless when the person who owns the phone is on leave.
What works is wiring WhatsApp into the systems you already run — bookings, job status, consultant follow-ups, the same places SMS alerts already land. A message starts on WhatsApp and finishes in your system of record. Not the other way round.
Where automation helps (and where it doesn’t)
Sorting a “where’s my order?” into the right queue? Good candidate. Drafting a same-day reminder when a booking is confirmed? Also fine. Letting a bot invent a refund policy on the fly? Absolutely not.
Same rule we use everywhere: automate the routine, hand off to a person when the chat needs judgement. Customers can tell when they’ve hit a wall of script. They don’t mind a quick auto-ack — they mind being stuck there.
SMS isn’t dead
We still run a lot of SMS. Short alerts, blasts, things that need to punch through. WhatsApp is better when the conversation has a bit of back-and-forth. Pick the channel that fits the job, not the one that won last year’s marketing article.
